Keeping Some Things in the Boardroom doesn´t mean a lack of transparency

Of course, it goes without saying that there are always going to be “trade secrets” and certain things that stay within the boardroom or are shared with a very select few but that doesn´t mean a lack of transparency. Whilst when dealing with employees and customers there may be some details that cannot be disclosed, there are always ways to approach situations and discuss them, maintaining a level of honesty and trust in the business or organisation from everyone concerned.

Case Studies – How Transparency can Build or Break Trust in a Business

Example 1: Crowdstrike – Transparency in a PR Crisis

Crowdstrike – one of the leaders in cybersecurity. Earlier in 2024 businesses around the world woke up one day to find the “blue screen of death” on their computer systems. All types of sectors were affected and the scale turned out to be absolutely huge. It was already making headline news within almost minutes due to the scale of the outage. It turns out that this was caused by an issue with a security update that the company released to their software.

I have seen countless examples of when things like this happen and the knee-jerk reaction of the company is to send a smartly dressed PR expert to deny blame and find an excuse – sometimes even blaming the customers.

Crowdstrike however took the brave step of demonstrating their honesty, transparency and reinforcing trust by immediately taking full responsibility. What stood out more to me was to see the CEO himself on news channels conducting interviews, explaining the issue and what was going on to put it right. The company worked fast to release an update and it is my understanding that they worked with customers to get them back online as fast as possible.

Whilst their stock prices took an immediate dramatic tumble and of course, it took time for them to recover, this act of honesty and transparency was, certainly in my opinion, a fine way of building business trust with investors, the media, clients and suppliers. Crowdstrike’s actions demonstrated a commitment to business trust and transparency, even in the face of a significant challenge.

Example 2: The Impact of Broken Trust in a Multinational Organisation

In this next example I won´t name the company, simply because of professional confidentialities but the rough overall story is one that I see repeated time and time again and is a perfect example of how to put up barriers, break business trust and ruin staff opinions, efforts and motivation.

In this example, the organisation of international level had been through many periods of rapid growth, changes and takeovers and as is often the case when trying to impress investors and head office leaders, various CEO´s had had their turn at the helm, each one winning the highly desirable salary and benefits package by promising big things and convincing the powers that be, at least in excel forecasts that they could increase turnover, reduce costs and improve productivity. None of them had practical hands on experience but were all talented dancers to the rhythm of the songs that shareholders like like to sing.

At each level the pressure was on, teams faced increasing workloads with reducing resources and front line workers who were, in many cases long overdue salary revisions were facing increasing pressure to deliver more whilst being promised wonderful things for tomorrow if we just make the effort today.

The trust in the business started to grow thinner and thinner amongst the workforce and the overall feeling of being appreciated was diminishing fast. This in turn lead to a toxic atmosphere which in turn caused the trust that clients had in the business to also begin to waiver.

All that was needed was for someone to say to them the truth – that there was a level of catchup to be done due to the over-optimistc promises that were made by previous leaders. This message should have been reflected upwards to the shareholders and downwards to the feet on the ground and the person brave enough to do that would have immediately gained more business and trust from both staff and clients.

But of course, in the modern corporate world it´s very hard for a CEO who takes a job with limited information to later say “we can´t achieve this unless we spend however many millions to get there”.

But, the moral of the story is that a lack of transparency lead to broken trust amongst employees and ultimately clients.

Example 3: Amazon’s Customer Service: A Case Study in Building Trust

Whatever your views on big online retailers, I still hold the opinion that Amazon do a very good job in their customer experience overall. They act fast to problems, always respond or call you when they say they will and follow up on issues, refund without questions and replace defective items rapidly and conveniently. Not to mention their amazing logistics in the speed that most things can be delivered.

It is for that reason that although I am an advocate for supporting small local businesses, I also am a regular customer of Amazon. I made various purchases during the recent Black Friday event and to be honest I was satisfied that the offers were genuine and trusted the business over their claimed discount levels.

One item in particular was a mobile phone which I had been looking at prior to the discount period so I knew that they had reduced the price. I have to say that I am often wary about events such as Black Friday and whether discounts are real but in these cases I was quite happy with my purchases.

I was therefore very surprised, pleasantly I might add to receive two emails from Amazon a few days later stating that two of the prices had been reduced slightly more during the sales than the price I had paid. They apologised for this and informed me that they were refunding the discount to my credit card.

The amounts were not huge but it was a real example of how a business had stuck to their promise that their Black Friday prices were the lowest and went a long way to further solidify the trust I have in the integrity of their business. These actions reinforces customer trust and in turn strengthens their brand reputation.
